OneSpan est à la recherche d'un.e Spécialiste Produit Associé pour se joindre à notre équipe à Montréal. Le Spécialiste Produit Associé travaille sur les cas de deuxième ligne pour les produits et services de cybersécurité OneSpan qui lui sont assignés. Les cas de deuxième ligne ne peuvent généralement pas être traités par les analystes ou spécialistes du support de première ligne. Il/elle travaille en étroite collaboration avec une équipe de spécialistes produits et avec l’ingénierie (troisième ligne) afin d’assurer une résolution rapide.

Le poste est responsable du respect des niveaux de service de restauration et de résolution pour tous les incidents liés aux produits et services de cybersécurité OneSpan qui lui sont assignés. Il/elle est également chargé(e) de créer et de maintenir une base de connaissances interne et externe afin de garantir un service de support client de classe mondiale.

Fonctions et responsabilités

• Fournir un service client de classe mondiale de manière compétente, courtoise et réactive
• Examiner et diagnostiquer les billets afin de fournir une résolution dans les meilleurs délais
• Fournir une analyse et un diagnostic spécialisés pour tous les billets
• Vérifier la résolution avec les clients et clôturer les billets assignés
• Documenter les étapes de dépannage et les détails de la résolution
• Escalader les incidents majeurs au responsable des incidents
• Escalader de manière proactive les billets susceptibles d’enfreindre les SLA/OLA au responsable des incidents
• Escalader et prioriser les incidents non résolus vers la troisième ligne
• Devenir l’expert métier (SME) pour les produits et services assignés
• Rechercher et développer de manière proactive des plans pour acquérir et maintenir les connaissances nécessaires aux produits et services associés
• Créer et soumettre des guides de dépannage de première ligne
• Créer et soumettre des articles de connaissance
• Partager les connaissances relatives aux produits et services assignés avec l’équipe de support client mondiale et d’autres équipes OneSpan
• Veiller au respect des normes opérationnelles, procédures et meilleures pratiques mondiales
• Maintenir une forte orientation produit
• Garantir en permanence la protection des systèmes et des informations des clients
• Le poste peut inclure des horaires postés et/ou des astreintes

Exigences

• Baccalauréat en informatique ou équivalent
• Minimum de 5 ans d’expérience dans un environnement de support client ou support technique
• Environnement Windows – MS Office
• Connaissances en réseaux
• Excellentes compétences en communication écrite et orale
• Sens de l’organisation et souci du détail
• Forte orientation client

• Systèmes d’exploitation (Linux, macOS, etc.)
• Langages de programmation (Java, C#, etc.)

OneSpan is looking for an ASSOCIATE PRODUCT SPECIALIST to join our team in Montréal.The Associate Product Specialist works on second-line cases for the assigned OneSpan cybersecurity products and services. Second-line cases typically cannot be handled by Support Analysts or Specialists (first line). The Product Specialist works closely with a team of assigned Product Specialists and Engineering (third line) support to ensure timely resolution.

The role is accountable for meeting restore and resolution Service Levels for all incidents related to the assigned OneSpan cybersecurity products and services. In addition, the Associate Product Specialist is responsible for establishing and maintaining both internal and external knowledge bases to ensure a world-class customer support service.

Job Duties and Responsibilities

• Deliver world-class customer support in a knowledgeable, courteous, and responsive manner
• Investigate and diagnose tickets to obtain resolution as quickly as possible
• Provide specialized investigation and diagnosis for all tickets
• Verify resolutions with customers and resolve assigned tickets
• Document troubleshooting steps and resolution details
• Escalate major incidents to the Incident Manager
• Proactively escalate tickets at risk of breaching Service Level Agreements or Operational Level Agreements to the Incident Manager
• Escalate and prioritize unresolved incidents to third-line support
• Become the Subject Matter Expert (SME) for assigned products and services
• Proactively develop and maintain relevant knowledge for associated products and services
• Create and submit first-line troubleshooting guides
• Create and submit knowledge articles
• Share knowledge related to assigned products and services within the Global Customer Support team and other OneSpan teams
• Ensure compliance with global operational standards, procedures, and best practices
• Maintain a strong product focus
• Always ensure the protection of customer systems and information
• The position may include shift work and/or on-call duties

Requirements

• Bachelor’s degree in Computer Science or equivalent
• Minimum of 5 years’ experience in a Customer or Technical Support environment
• Windows – MS Office
• Networking knowledge
• Strong written and verbal communication skills
• Well-organized with strong attention to detail
• Highly customer-centric
